Common questions about back Office Outsourcing. Talk to our team.
Good candidates are rule-based, high-volume and well documented: data entry, application verification against a checklist, claims intake and validation, transcription, content moderation and catalog tagging. Work that depends on commercial judgment, final approval or regulatory sign-off should stay with your team. That includes approving or denying a claim outside published rules, releasing payments and making fraud determinations. A practical split is that outsourced agents prepare, check and queue the work, then your staff decide the exceptions. The exact boundary is written into the process documents during scoping so every task has a named owner.
Access should follow your security policy, not replace it. A common arrangement is named user accounts with the minimum role each task needs, protected by multi-factor authentication and reached through a remote desktop or virtual workspace that you or your IT team control. That keeps records inside your environment instead of on an agent's device. Decide in advance who approves new accounts, how quickly access is removed when someone leaves the program, and which activity logs you will review. Our agents work from secure home offices and are screened and background-checked, and your access rules sit on top of that.
Accuracy is managed through sampling, clear error definitions and feedback. Before launch, agree what counts as a critical error, such as a wrong payee or a missed verification step, and what counts as minor. Completed work is then sampled by a quality reviewer, with higher sampling for new agents and new task types. Errors are categorized so you can see whether the cause is training, an unclear procedure or poor source data. The target accuracy level and the sample size are set during scoping, based on the risk of each process, and reported to you on an agreed schedule.
Start by having your most experienced processor walk through real cases while the steps are recorded, including the exceptions they handle from memory. Those sessions become draft procedures, which your team corrects before anyone is trained on them. Agents then work practice batches and must pass internal testing before they touch live work. Expect the first weeks to surface gaps, so keep a named contact on your side who can answer process questions the same day. A short parallel run, where both teams process the same items, is a reliable way to confirm the handover is complete.
Yes, provided the surge is planned. Share your calendar of predictable peaks, such as month-end close, open enrollment, renewals or holiday order volume, along with the item counts from previous cycles. Additional agents are trained ahead of the peak on the same procedures and released afterward. Because our home-based agents work around the clock, 24/7/365, queues can also be processed overnight so your staff start the day with a cleared backlog. For unplanned spikes, agree in advance which work types take priority and how much notice is needed to add trained capacity.
Ask how agents are screened, how access is granted and removed, and whether records can be downloaded, printed or copied outside your systems. Request the provider's information security policy, incident response and breach notification procedures, and details of how home-based workspaces are controlled and monitored. If the work involves cardholder data, PCI DSS applies. If it involves protected health information, a Business Associate Agreement is required. Ask for evidence of any independent assessment instead of accepting a logo on a website, and have your security or compliance team review the answers before contracts are signed.
It can, and for processes like returns, refunds and claims it often makes sense, because the person who processes the item is best placed to explain its status to the customer. The design question is skills and scheduling. Processing rewards focus and accuracy, while calls and chats interrupt it, so blended agents usually work in blocks instead of switching minute by minute. Refund authority limits should be written down, with anything above the limit routed to your staff. Decide during scoping which queue takes priority when both are busy, so service levels do not suffer quietly.
It is a poor fit when the process changes every week, when the rules cannot be written down, or when most items need a decision only a senior employee can make. Very low volumes can also be hard to justify, because training and quality review take effort regardless of how few items arrive. Work that must legally or contractually be performed by your own employees, or inside a specific facility, should stay where it is. If the real problem is a broken process, fix or automate it first. Outsourcing a bad process only moves the errors somewhere harder to see.
