An outsourced travel team can take new bookings, itinerary changes, cancellations and refund requests within your policy, loyalty account questions, pre-arrival requests and post-stay follow-up across phone, email and chat. Decisions that affect revenue or carry risk usually stay with you: group contracts, rate overrides, waiving penalties outside policy, overbooking relocations and compensation above a limit you set. During scoping, each contact type is marked as resolve, resolve with approval, or transfer. That gives agents clear authority and gives your revenue team confidence that concessions are not being handed out to end difficult calls.
Seasonal peaks are predictable, so share booking curves, promotion dates and event calendars early and agree staffing against them. Disruption is different: a storm, strike or system failure can multiply contacts within an hour. Prepare a disruption playbook in advance with waiver rules, rebooking priorities, approved wording and a way to push updates to every agent at once. A home-based model helps here because additional trained agents can log in without traveling to a site. Agree in scoping how surge support is requested and which agents are cross-trained for it.
In most programs, yes. You issue individual logins to your central reservation system, booking engine or property management system with a role that fits the brief, for example create and modify reservations but not change rates or post adjustments. If you run several properties or brands, agents also need a reliable source for property facts such as parking, pet rules and renovation notices. Where direct access is not possible, agents can take a structured request and pass it to your team, though guests notice the delay. Access design is settled before training begins.
Card payments are governed by PCI DSS, and phone bookings are one of the places where travel brands carry the most exposure. The safest designs keep card numbers away from the agent: a secure payment link sent to the guest, or keypad entry that hides the digits from both the agent and the call recording. Agents should never accept card details by email or chat, including on scanned authorization forms. Ask a provider which methods they support and what documentation they can give your acquirer or compliance team.
Travel products are full of conditions, so training is built around the rules that cause disputes: rate types and what each includes, deposit and cancellation terms, change fees, loyalty tiers and what can be waived. Add the property or destination detail a guest would expect a local to know. We work with you to build that training process, and agents pass internal testing before going live. Afterward, policy changes and temporary waivers need one owner on your side and one channel to reach agents, or guests will hear different answers on different calls.

Look past the brochure and into how the operation would handle your worst day. Ask how agents are trained on reservation systems, how fast a policy waiver reaches every agent, and how calls are scored for accuracy of quoted terms as well as friendliness. Request sample QA forms and the reports you would receive. Check how card payments are taken, how agents are screened and supervised at home, and how staffing flexes between low and high season. A pilot on one brand, property group or contact type is a reasonable first step.
It is the wrong choice when the service itself is the product, such as a bespoke tour operator whose planners design each trip, or a single boutique property where the person answering the phone knows returning guests by name. It also struggles when inventory and rules are not held in a system agents can use. Outsourcing fits better for central reservations, overflow, after-hours lines, loyalty servicing and disruption support, where volume is real and policies are written down. A common split keeps complex or high-value bookings in-house and outsources the rest.
