Treat every AI-assisted tool as another system that receives customer data. During scoping, map what each tool captures, where it is processed and stored, how long transcripts and summaries are kept, and whether the tool vendor may use your conversations to train its models. Ask how card numbers and other sensitive details are redacted before they reach a transcript. PCI DSS governs cardholder data, and any vendor handling protected health information needs a Business Associate Agreement. Call recording consent rules also vary by state, so confirm the final design with your counsel or compliance team.
The agent who sends the answer, and the program that trained them, stay accountable. A suggestion is a draft, never an approved reply. Governance should define which knowledge sources the tool may draw from, which topics are excluded from suggestions entirely, such as refunds outside policy or medical and legal questions, and who reviews errors. Every wrong suggestion should be traced back to the article or gap that produced it and corrected at the source. Agree during scoping how these errors are logged, how often the log is reviewed with you, and who owns knowledge base fixes.
Ask to see the work, not the slide. Request a walkthrough of what the agent sees during a live contact, what the tool writes after the call, and how a supervisor uses automated scoring in coaching. Ask which tools are the provider's and which would need to be yours, who holds the licenses, and what happens to your data when the contract ends. Then run a pilot on one queue with a baseline taken beforehand, so handle time, quality scores and customer feedback can be compared fairly. Be wary of any promised result that is not tied to your own contact mix.
It adds little when contact volume is low, because there is not enough repetition for suggestions, summaries or trend detection to pay back the setup effort. It also struggles when your policies live in people's heads. Assist tools only surface what has been written down, so an undocumented operation needs a knowledge base before it needs AI. Some programs restrict recording or transcription for legal or contractual reasons, which removes most of the benefit. In those cases a well-trained human team with conventional quality monitoring is the better starting point, and AI assistance can be scoped in later.
